This paper demonstrates how conversation analytic insights have been used to improve telephone helpline success as to three themes: advice giving/assuming/opposing; emotion expression, recognition, handling and coordination with helpline aims; and the way helplines’ strategies and practices mold caller-call taker interactions. The presented examples are in Australian and British English.
